Designing a digital white-glove onboarding experience
How do you keep high (and ultra) high net-worth individuals engaged in a lengthy, repetitive and quietly invasive account-opening process?
You design a mobile-first digital conversation that keeps prospectives moving forward quickly, increasing their trust, confidence and investment to completing the onboarding process.
The problem
The process of 'prospecting' and onboarding private banking clients is a typically-offline process, taking an average of 6 months for clients to initiate the process of becoming a client within the north America region.

However, once a client verbally expresses the desire to open a private bank account, the disjointed security verifications that the private bank's regulatorily mandated to complete becomes a source of frustration for prospects, with up to 80% of prospects withdrawing from the onboarding completely.
To open an account, prospects must have a minimum of $10M of investable assets to open an account, so failed onboarding for many clients represents a revenue, reputational and productivity risk from a commercial perspective.
Intuitive progression of next steps
Identity verification can be stressful, with many prospects reporting a sense of unease with digitally sharing their photo ID, despite today's digital-first culture.
We wanted this experience to be simple, easy to complete and natively guiding, designing this interaction to focus on only one action per screen.
Primarily, this was to reduce the risk of mistakes, separating the front and back of the photo ID. After researching multiple mobile photo ID capture flows, I replicated this directional and descriptive language, that prospects would immediately understand and act-on at a glance.
The dismissible 'tips' overlay was designed to prevent delays or potential repetition of the step. This was implemented with a direct nod to respecting the precious time of our HNW prospects.
Explicitly calling out the buttons provided a way for prospects to positively affirm the step and infer the 'completion' of the photo ID process. We received positive feedback from this in usability testing, with many participants appreciating the inferred sense of completion 'Yes, this looks correct'.

Introducing the voice of their future 'digital concierge'
Within the 'Personal details' step, we were able to condense previously dense legal documentation into a more guided experience, recreating the 'digital concierge' voice within the flow.
As mentioned, a reason for high drop-offs and regularly cited pain point from prospects was repetition; providing information they'd provided previously to satisfy a separate required step. So, where possible, we priroritised replaying information we already on-file.
I also opted to push for the capability of explicitly naming the prospect's assigned advisor, providing an immediately disarming answer for where we'd sourced this information. This was our approach in recreating the high-touch experience digitally, aligning with our ambition to facilitate a smooth onboarding process on a new channel.

Securely simplifying essential data capture
We designed this step as a final checkpoint, mirroring the sequencing of the entire form's flow (where we'd led with collecting the most sensitive details such as SSN (social security number) first.
Rather than bundling all required digital documentation, we separated the documentation to maximise transparency, making it easier for prospects to recall what individual documents they'd signed. This reduced the risk of prospects feeling a 'blanket legal exposure' or bombarded' with signing multiple documents at once.
